What the numbers mean

A rising handoff rate can be good news

If handoffs go up after you tighten the refusal rules, the assistant has stopped inventing answers. The conversations were always failing; you just could not see them.

Peak hour decides staffing, not the monthly total

Ten handoffs a day sounds trivial until six of them land between 10am and 11am. Chat traffic is spikier than page traffic, so plan against the peak.

Out of hours is a different product

A handoff nobody answers for fourteen hours is a contact form with extra steps. Either say so plainly in the widget, or do not offer live handoff outside cover.

Coverage is the lever you control

Handoff rate falls when the content answers more real questions. It does not fall because you told the model to try harder.

Questions

Because it stops guessing. Questions your content cannot answer were previously getting a confident wrong answer. Honest refusal makes them visible, and visible problems get fixed.

On a site with good documentation, roughly 8–15% once the content has settled. Above 30% usually means the assistant is pointed at marketing pages rather than anything operational.

No. But you do need to be honest in the widget about what happens next. "A person replies within a working day" is fine; implying someone is waiting is not.
